A new Google Cloud report argues that the next phase of artificial intelligence will not be defined by chatbots alone, but by agentic AI systems capable of understanding intent, coordinating actions across enterprise platforms, and working alongside people under human oversight. Drawing on global surveys, customer case studies and interviews with AI leaders, the report presents five trends that it says will reshape customer experience, workforce productivity, security and business operations in the year ahead.

Artificial intelligence is entering what Google Cloud describes as a decisive new phase, with organisations shifting their attention from experimentation to measurable business outcomes. According to the company’s interactive report, AI Agents 2026 Trends: Customer Experience, the defining development is no longer the deployment of conversational chatbots but the emergence of “agentic AI”—systems capable of understanding a customer’s goal, formulating a plan and taking actions across multiple applications while operating under human guidance and oversight.

The report argues that this transition is fundamentally changing how businesses approach customer experience. Rather than treating discovery, commerce and customer service as separate functions, AI agents are presented as a means of connecting them into “a single, seamless journey”. By preserving customer preferences and intent across traditionally fragmented systems, these agents are designed to deliver more personalised and proactive interactions at scale. While the trends outlined are described as applicable across industries, the report gives particular attention to financial services and retail, sectors characterised by complex, high-volume customer interactions where agentic systems operating under established business processes may offer the greatest immediate impact.

Google Cloud defines AI agents as systems that combine “the intelligence of advanced AI models with access to tools so they can take actions on your behalf, under your control”, a description attributed to Google Chief Executive Officer Sundar Pichai during the company’s I/O 2025 keynote. Building on that definition, the report identifies five interconnected trends that it believes will shape customer experience in 2026, beginning with the transformation of employees’ day-to-day work through specialised AI assistants.

The first trend centres on what the report calls “Agents for every employee”. It argues that the most significant business shift of 2026 will not be replacing workers but “augmenting human capability”. Instead of relying on employees to perform every repetitive administrative task, organisations are expected to equip customer service representatives with specialised AI agents that assist with quality assurance, knowledge retrieval, recommendations and continuous learning. “AI agents represent a pivotal advancement, where they can help proactively serve customers and empower customer service representatives. They bridge the gap between simple chatbots and complex, multi-agent systems,” the report quotes Ali Rana, Director of Product, Applied AI at Google Cloud, as saying. It also notes that 52 per cent of executives in organisations already using generative AI report having AI agents in production.

Rather than replacing frontline staff, the report envisions employees orchestrating teams of AI agents grounded in enterprise-specific knowledge, customer records and internal systems. It describes this as a move beyond delegation towards augmentation, where workers spend less time gathering information and more time resolving complex customer issues and strengthening relationships. A customer service representative, for example, could rely on AI agents to monitor conversations in real time for compliance risks, simulate customer interactions during training, identify emerging trends from millions of previous conversations and instantly surface relevant company policies during live calls.

Corporate examples are used throughout to illustrate the scale of adoption. Citi, according to the report, has rolled out internal AI tools to more than 182,000 employees across 84 jurisdictions, generating approximately 21 million interactions through the third quarter of 2025. Gap Inc. Chief Technology Officer Sven Gerjets is quoted as saying: “By putting Google Cloud AI in the hands of our employees, we are freeing Gap Inc. teams to focus on creativity, culture, and customer connection.”

Beyond individual employees, the report argues that businesses are beginning to organise entire workflows around interconnected AI systems. It describes an “agentic system” as “a digital assembly line” in which multiple AI agents coordinate end-to-end business processes while remaining under human guidance. According to Darshan Kantak, Vice President of Product, Applied AI at Google Cloud, “The true value in 2026 begins with augmenting the capabilities of individuals and teams, and continues to grow by making the entire business run more intelligently and efficiently, 24/7, at scale.” Survey findings cited in the report indicate that 40 per cent of financial services executives and 37 per cent of retail and consumer packaged goods executives say their organisations have already launched more than ten AI agents.

The report argues that this evolution depends on new technical standards that enable different AI systems to communicate with one another across organisational and technological boundaries. It highlights protocols such as Agent2Agent (A2A) and the Model Context Protocol (MCP), describing them as foundations for interoperable agentic systems capable of connecting large language models with enterprise applications, databases and business tools. As an example of this collaborative direction, the report notes that Salesforce is working with Google Cloud to develop AI agents that operate across both platforms using the newly launched A2A protocol, describing it as “a leap forward in building an open, interoperable foundation for agentic enterprises”.

The implications extend beyond internal business processes into customer-facing services. Under the trend “Agents for your customers”, the report argues that the limitations of traditional chatbots are giving way to AI systems capable of understanding customer intent and maintaining context across interactions. Rather than merely answering questions, these “concierge-style agents” are described as remembering preferences, drawing on enterprise data and offering personalised recommendations. According to the report, 49 per cent of executives whose organisations are already using AI agents have deployed them for customer service and customer experience, while 36 per cent report already seeing a return on investment.

Georgina Bulkeley, Director of Financial Services, Global Strategic Industries at Google Cloud, characterises the transition as more profound than a technological upgrade. “We are witnessing a fundamental shift from customers using static chatbots to interacting with reasoning AI agents. The difference is no longer just about understanding language; it is about understanding intent and context. This isn’t just customer service; it is the modernization of the client relationship at scale,” she says.

To illustrate this shift, the report contrasts conventional chatbot interactions with an agentic concierge that recognises a returning customer, understands previous purchases and anticipates likely requests without requiring the customer to repeatedly verify information. Home Depot’s “Magic Apron” is cited as an example of an AI agent providing around-the-clock expert guidance, product recommendations and practical advice. The report also describes a hypothetical banking scenario in which an AI agent detects an impending subscription renewal, warns the customer before payment is taken, offers an immediate opportunity to cancel and, upon receiving approval, completes the cancellation while remaining transparent about its identity and providing an option to transfer the interaction to a human representative whenever necessary. “The problem is resolved quickly,” the report states, emphasising that the AI agent performs a “smart handoff” for complex or emotionally sensitive situations while remaining subject to human guidance and oversight. Commerzbank Chief Data and AI Officer Oliver Dörler is quoted as saying, “Agentic AI will enable us to deliver higher-quality services to a wider customer base with greater cost efficiency.”

Security forms the fourth major trend. Rather than focusing solely on automation, the report envisages AI agents becoming active participants in security operations centres, where they assist analysts in identifying, investigating and responding to cyber threats. It notes that 82 per cent of leaders express concern that alert fatigue may cause genuine threats to be overlooked, while 46 per cent of executives at organisations already deploying AI agents report using them in security operations and cybersecurity. The report argues that AI agents capable of reasoning, observing and acting across multiple systems, under human supervision, could enable security teams to respond more effectively while maintaining strict safeguards for sensitive customer data.

Jon Ramsey, Vice President and General Manager for Security at Google Cloud, argues that “Agents are essential” because they “detect and respond faster to enterprise risks” while allowing analysts to move “from tactical responders to strategic defenders”. The report similarly cites Sandra Joyce, Vice President of Threat Intelligence at Google Cloud, who states: “AI is already being used to find zero-days, identify malicious code, and uplift the work of defenders. As threat actors incorporate the technology into their operations, it will be our best tool to meet this new challenge.” It presents AI agents as force multipliers that assume repetitive monitoring tasks while enabling human analysts to concentrate on threat hunting, supervising AI systems and strengthening long-term cyber resilience.

The report concludes that technology alone will not determine success. Its fifth trend, “Agents for scale”, argues that workforce skills will become the decisive factor in unlocking AI’s value. As professional skills evolve more rapidly, organisations are urged to invest in continuous learning, structured AI education and governance. Survey findings cited in the report show widespread executive support for AI learning resources and growing demand among employees for stronger organisational focus on artificial intelligence. IKEA Retail (Ingka Group) Global Chief Digital Officer Parag Parekh says, “We focus on people first—keeping AI simple, practical, and easy to learn through real examples and by sharing throughout our learning communities. Our goal is to make AI accessible to everyone.” The report also stresses the importance of building trust through clear enterprise-wide guidelines and maintaining “a clear human-in-the-loop strategy for complex escalations”.

Google Cloud presents 2026 as a pivotal moment rather than a distant aspiration. It argues that AI agents will help organisations improve productivity, scale operations and free employees to focus on “the creative, strategic, and empathetic work that only they can do”. At the same time, the report concludes that the opportunities created by agentic AI are inseparable from the responsibility to ensure secure, ethical and fair deployment. As Anil Jain, Global Managing Director, Global Strategic Industries at Google Cloud, puts it: “Access to agentic AI capabilities will democratize insights, innovation, creativity, and business growth, bringing value to consumers, employees, and organizations. This opportunity is truly significant, but comes with tremendous responsibility to ensure that the promise of AI delivers secure, ethical, and fair outcomes for all.”
